Three roles. Admins create teams, invite agents and change config. Managers see every conversation. Agents see only what is assigned to them. Inside a team you can also promote an agent to Team Lead, who can view and manage all conversations for that team.

When a customer asks for a human, the AI reads the conversation, picks the right team (e.g. Billing for a refund), and round-robins an available agent within it — handing over a short summary so the agent has context immediately.
